Growth was outrunning a nine-person team

Borrowell is a Canadian fintech company that helps millions of users monitor their credit and access financial tools. As the platform grew, so did the volume of customer questions. Nine agents were already managing more than 11,000 tickets per month.

Peak periods pushed ticket numbers beyond 12,000 a month, and team capacity was limited exactly when demand was highest. Growth was expected to continue. Scaling support without adding headcount was the problem to solve.

“As our business continues to scale, we’re anticipating an increase in ticket volume. With our current team size, it would be challenging to manage that growth efficiently. Implementing a chatbot helps us stay lean and agile, while still being able to scale our operations and maintain a high level of service.”
Stephen Nadeau · Senior Manager of Member Experience, Borrowell

Zendesk stayed. Lyro went in front of it.

Borrowell trialled Tidio and kept Zendesk as its primary ticketing system. Lyro handles conversations before they turn into tickets, so agent tools and workflows did not change.

What changed day to day

  • Agents never ask twice

When Lyro hands a conversation over, the ticket already carries the full transcript and the member’s contact details. Agents pick up with context instead of restarting the conversation.

  • Answers arrive at any hour

Lyro is available 24/7, so members get answers outside business hours and wait times drop during busy periods.

  • Harder cases get the attention

Repetitive and straightforward questions are resolved before they become tickets, leaving agents more time for issues that need human judgment.

  • Volume spikes stop hurting

Deflecting simple tickets keeps costs in check during peaks. Borrowell can scale its support operation without expanding the team.

Borrowell didn’t replace its stack. It put Lyro in front of it.

The team reviews unanswered questions, refreshes knowledge sources as help center content changes, and supports French-language conversations for users in Quebec. Next up: live agent chat for complex cases, API-based personalisation for logged-in users, and integrations beyond the help center.
